An AI customer agent can answer common questions and collect initial requests. Expecting it to complete every conversation alone does not create a reliable service workflow. Ambiguous requests, exceptions and unresolved complaints need a clear path to human support. A useful handover can also reduce repeated explanations.
1. List situations needing human attention
Handover may be appropriate when a customer asks for a person, an answer cannot be verified or a problem remains unresolved after repetition. Exceptions and decisions requiring authority need separate treatment. Build rules from real support cases; do not assume keywords alone interpret every situation correctly.
2. Define the agent’s authority
Specify what information it can provide, which actions are only requests and which decisions belong to staff. Clarify limits around price changes, discounts and commitments. Prevent outcomes outside its authority from being presented as final. Verify action permissions separately when integrations are involved.
3. Explain the next step to the customer
State that the conversation will reach the relevant team and explain working hours clearly. Do not promise immediate replies when staff are unavailable. A handover request received and a person taking over are different states. Make the current stage clear to the customer.
4. Prepare useful context for staff
Include the request, earlier answers and missing information. Do not add unnecessary personal details. A summary must not turn uncertain information into verified fact. Staff should be able to review relevant conversation details before continuing.
5. Assign ownership and closure rules
Passing a conversation to the team does not mean it is resolved. Decide who owns it, how waiting requests are reviewed and what counts as completion. Establish ownership to avoid contradictory replies from several employees.
6. Test handover scenarios regularly
Try missing information, misunderstandings, out-of-hours requests and direct requests for a person. Assess whether the agent hands over appropriately and whether staff can continue, not just response speed. Record misrouting and update rules. Do not judge success only by reducing handover counts.
